Riassunto
The aim of this thesis is to analyse factors that affect patient satisfaction in an Emergency Department. The study was led in the University Hospital of Pisa, Italy, in collaboration with the MIT University of Boston, Massachusetts. It investigated, qualitatively and quantitatively, the characteristics of the interactions between the patient and the medical team that influence the perception and satisfaction of the service received, monitoring such interactions through Sociometric Badge, provided by the MIT University.
The main innovations of the methodology applied to the case study are the possibility to understand and objectively quantify variables and aspects, that otherwise could not be monitored, and explain what factors most affect patient satisfaction. The investigation compared what patient subjectively expresses, through a questionnaire, with indicators that Sociometric Badges record.
Two main analysis were carried out: a correlation analysis allowed identifying different correlations between patient judgement and verbal (speech, audio, audio mirroring) and non- verbal variables (body movement, posture activity, mirroring); a regression analysis extrapolated models to explain efficiency, effectiveness, and overall perception of the service received.
The identification of variables affecting patient satisfaction allows defining the guidelines to follow in order to improve services and team performances.

L’obiettivo di questa tesi è identificare i fattori che influiscono sulla soddisfazione del paziente in Pronto soccorso. Lo studio è stato condotto presso l’Azienda Ospedaliera- Universitaria Pisana, in Italia, in collaborazione con l’ università MIT di Boston, Massachusetts. V engono analizzate, dal punto di vista qualitativo e quantitativo, le caratteristiche delle interazione tra medico e paziente che maggiormente influenzano la percezione e soddisfazione del servizio ricevuto. Il monitoraggio di tali interazioni viene effettuato tramite i Sociometric Badge, forniti dall’Università MIT.
Le principali innovazioni, circa la metodologia applicata al caso studio, sono la possibilità di comprendere e quantificare oggettivamente variabili e aspetti, che altrimenti non sarebbe possibile monitorare, e riuscire a spiegare quali fattore incidono sulla soddisfazione del paziente. L’analisi si è focalizzata sul comparare ciò che il paziente ha espresso soggettivamente tramite un questionario e gli indici registrati dai Sociometric badge.
Due analisi sono state considerate: l’analisi di correlazione ha permesso identificare differenti correlazioni tra il giudizio del paziente e variabili verbali (speech, audio, audio mirroring) e non-verbali (body movement, posture activity ,mirroring); l’analisi di regressione ha permesso di estrapolare modelli che spiegano efficacia, efficienza e percezione generale del servizio ricevuto.
Identificare variabili che influenzano la soddisfazione del paziente permette di avere delle linee guida per migliorare il servizio offerto e le performance del team.
