Online reviews play a critical and increasing role in consumer purchasing decisions. This form of peer-to-peer communication is defined by the literature as eWOM (electronic word-of-mouth) and offers to the society a huge potential to reduce information asymmetries and therefore to increase the efficiency of electronic and traditional markets. Within a context of "voluntariness" in reviewing, distortion effects may occur (i.e. review bias) threatening the truthfulness and representativeness of reviews, the credibility of online review platforms, and therefore leading to significant distortions for markets. This doctoral thesis collects three empirical studies and concentrates on different aspects of online reviews in the services field, focusing on the tourism and hospitality and retailing domains. The studies explore online review processes in different ways, and they vary in terms of methodological and analytical approach. Three exploratory studies have been carried out by focusing on aspects related to the review posting mechanisms and the analysis of reviews’ content, style and sentiment in order to explore their association with the overall customer satisfaction expressed by their rating. The studies provide clear theoretical contributions to the digital marketing stream by advancing the knowledge on the eWOM mechanisms and effects and contribute to the industry by offering practical insights for businesses.

Le recensioni online svolgono un ruolo di importanza incrementale nelle decisioni di acquisto dei consumatori. Tale forma di comunicazione peer-to-peer, nota in letteratura come eWOM (electronic word-of-mouth), offre alla società un enorme potenziale per ridurre le asimmetrie informative e, in tal modo, aumentare l'efficienza dei mercati elettronici e tradizionali. In un contesto di “volontarietà” nel rilascio delle recensioni, sussiste la possibilità che si verifichino fenomeni distorsivi (i.e. bias) che minano la veridicità e rappresentatività delle recensioni e la credibilità delle piattaforme online, con conseguenti notevoli effetti distorsivi per i mercati. La presente tesi, articolata in tre studi empirici, esplora aspetti diversi di pertinenza delle recensioni online nell’ambito dei servizi, ed in particolare nei contesti turistico-ricettivo e del retailing. Gli studi esplorano in maniera diversificata i processi di recensione online e, di conseguenza, variano nel loro livello metodologico e di analisi. Sono state condotte tre indagini esplorative su aspetti relativi ai meccanismi psicologici alla base del rilascio delle recensioni, e sull’analisi del contenuto testuale, stilistico e del sentiment delle stesse, al fine di esplorarne gli effetti sulla soddisfazione generale dei consumatori espressa attraverso il rating. Gli studi contribuiscono alla letteratura di digital marketing avanzando le conoscenze sul fenomeno dell’eWOM ed offrono implicazioni pratiche per le aziende di servizi e per le piattaforme online.
